Unified Customer Experience Management: The Next Battleground Part-I CEOs across the industries hav

Unified Customer Experience Management: The Next Battleground

Part-I

CEOs across the industries have just begun focusing on the critical role that customer experience plays in keeping their companies competitive and profitable. There has been a tremendous pressure on the companies to move beyond CRM (an operations/marketing centric, transactional, inside-out approach) to Customer Experience Management (CEM), which is a customer centric, holistic, outside-in approach to drive customer advocacy. The purpose of CEM is to provide pleasant experience to all the customers every time across all channels of contact. In the last 5 years, a new role called ‘Chief Experience Officer (CXO)’ has been created in hundreds of organizations. While CRM tools are highly leveraged by CMOs, CEM tools are heavily leveraged by CXOs. Better CEM is a strategic differentiator since it can not be copied by the competitors. Hence, the CXO ensures that the board room pays enough attention to the CEM programs.

A Google search for the term ‘Chief Experience Officer’ will reveal the growing importance of CXOs across the industries.

Analyst Views

The following comments by the leading analyst and consulting companies further underscore the growing importance managing customer interactions.

“………………as momentum behind customer experience builds, companies will soon be fighting to prove the superiority of the experience they provide. Companies must look “beyond the browser” and invest in the quality of improving cross-channel interactions, something 78 percent of respondents claim is a higher priority” - “Obstacles To Customer Experience Success”, a Forrester Report

“Most firms today struggle to measure the quality of their customer experience. To establish a framework for measuring customer experience quality, firms should identify key customers, the most important moments of truth in the customer experience continuum, the criteria customers use to evaluate those critical interactions, and metrics — both subjective and objective — that capture how well the organization met customer expectations in each area” - The Customer Experience Quality Framework” , a Forrester Report

81 percent of organizations agree that the customer experience impacts loyalty and advocacy; 73 percent concur that it impacts satisfaction and spend.

Less than one third of organizations use analytics to understand what is happening in customer interactions; most rely on subjective, irregular, and delayed feedback from agents and customers.

Less than two thirds have documented processes to govern the customer experiences they deliver; and less than a third has processes for handling multi-channel interactions. “Measuring and Managing Customer Experience” Survey Results by Vedanta Research

Impediments to Superior Customer Experience Management

There are several challenges in ensuring a well differentiated and consistently superior customer experience all the time.

Some of these challenges are:

A. Ignorance, Assumptions & Complacency

These three are the most important impediments. The management believes that they are providing superior customer experience. As per a study by Bain & Co, 80% of the companies believe that they provide superior customer experience whereas only 8% of their customers agree to that! This 80/8 customer service delivery gap is still common among several large B2C companies.

Moreover, many companies assume that Quality Monitoring (QM) is the ultimate step in monitoring customer satisfaction. In fact, QM indicates only how well the customer was handled rather than if the customer was really satisfied or not. QM as well as speech analytics techniques can show only less than 50% of the true customer experience story.

B. Operational complexity

It is a big operational challenge to manage a multi-channel, multi-site, multi-time zone, multi-lingual, multi-business and multi-partner customer service delivery operations. Ensuring consistency in customer experience in such environments is a daunting task.

Lack of appropriate systems, processes and standards can further complicate the service delivery.

C. Technological Complexity

Customer service delivery is technology intensive. It requires more complex and expensive IT infrastructure and systems. Typical IT systems required are: ACD, IVR, Dialer, Quality Monitoring system, CTI server, SMS server, Workforce Management system, CRM, Website, MIS / BI and other support systems. These systems generate huge amount of raw customer interactions data every hour. In fact, the same copy of raw data is generated by many of these systems which make the data volume growth exponential. Almost all of this data is trapped in disparate systems which makes it very difficult for managers to discover how the customers are treated in the Contact Center, IVR, Website, and Back-office channels.

The MIS data that is presented to the managers is very superficial and tell only a fraction of the truth. The managers have no access to deeper actionable intelligence to manage and improve customer experience holistically across all the customer touch points.

D. Inadequate Budget

Customer service delivery requires substantial budgets as the cost of technology infrastructure and people resources is very high. Often managers are left with managing conflicting goals like improving CSAT and reducing the cost of operations. Many times, a perfect balance between these two goals is practically not possible to achieve.

In Part-II, several techniques that are available to tackle various customer experiences related strategic issues will be discussed.

The author is the CTO & Co-Founder of Metrica Systems ( www.metricasystems.com ).

BSNL has changed its approach to its dial-up connectivity. Previously there used tobe registration/a

BSNL has changed its approach to its dial-up connectivity. Previously there used tobe registration/account-creation for getting connected to internet. Now they have trashed it(not completely) for “account-less internet access”. With this new scheme its pretty easy to get connected, Follow the following procedure.

Step 1: download the dialer

Goto NetOne site and download the dialer application.

Step 2: Install the dialer

Double Click on the setup and install the appication. Once the installion is completed, a shortcut will appear on the desktop.

Under Control Panel -> Network Connections, a connection manager under the name “Netone-Account less Internet access service”

Step 3: Setting up the connection

Connect telephone cable to your system. Double click on the shortcut available on the desktop. Such a window will popup.

User name and password are the same – your telephone number without the first zero . For example, if your telephone number is 08056789541, then your username and password will be this: 8056789541

Also make sure that the phone number given is 1772222. Click on the Properties button and check whether it resembles this:

What is spyware? Spyware is software that is capable of performing certain operations on your comput

What is spyware?
Spyware is software that is capable of performing certain operations on your computer without your consent, such as displaying advertisements, collecting your personal information, or changing the configuration of your computer.
Other types of unwanted software can alter to your computer with results ranging from minor annoyances to causing your computer to slow down or crash. These programs have the ability to change your Web browser’s home page or search page, or add additional components to your browser you may not need or want. These programs also make it very difficult for you to change your settings back to the way you originally had them. These types of unwanted programs are often labeled as spyware.

What is adware?
Adware is software that displays advertisements. This does not mean that any software that provides advertisements or tracks your on-line activities is adware. For example, you may install a free ad-supported version of software, and you “pay” for the service by agreeing to receive targeted advertisements. If you understand the terms and agree to them, you may have decided that it is a fair tradeoff. You may also have agreed to let the company track your online activities to determine which advertisements to show you. To avoid installing adware if you do not wish to “pay” for the service by receiving targeted advertisements, we recommend that you carefully read the software’s Terms of Use and End User License Agreement.

What is malware?
Malware, or malicious software, is designed specifically to damage your machine or interrupt the normal computing environment. A trojan horse, worm or virus could be classified as malware. Some advertising software can be malicious by trying to re-install itself after you have removed it.

What is parasiteware?
Parasiteware is the term for any adware that by default overwrites certain affiliate tracking links. These tracking links are used by webmasters to sell products and to help fund websites. The controversy is centered on companies like WhenU, eBates, and Top Moxie, popular makers of adware applications. These companies release their software to assist users in getting credit for rebates, cash back shopping, or contributions to funds. To the end user, parasiteware represents little in the way of a security threat.

What is a page hijacker?
Hijacker is an application that attempts to take control of the user’s homepage and replace it with one that the hijacker chooses. It is a low security threat, but is annoying. Most hijackers use stealth techniques or trick dialog boxes to perform installation.
Browser hijackers commonly do one or more of the following:
Changes your “search” page and passes all searches to a pay-per-search site
Changes your default home page to the company page. Sometimes the software changes them to a portal featuring porn sites
May transmit URLs viewed toward the company server

What is a dialer?
A dialer is a type of software used by pornographic vendors. Once dialer software is downloaded, the user is disconnected from his/her modem’s usual Internet service provider, is connected to another phone number and is then billed. While dialers do not spy on users they are malevolent in nature because they can cause huge financial harm to the victim.

What is a browser plugin?
A plugin is a software program that extends the capabilities of your Internet browser in a specific way. Not all browser plugins are harmful and some may be helpful. This category contains mostly dubious browser plugins such as “Search Assistant”, toolbars, etc. that have been known to transmit user data to their creators or have been installed using covert means.

What is a commercial keylogger?
Commercial keylogger is a program designed to monitor user activity. It may be used with or without consent. Since it is sold commercially, most anti-virus vendors do not detect it.

What is a commercial network management tool?
A commercial network management tool is mostly used in (large) corporations. It can log the network traffic passively (sniffing) or examine the logs of proxies, etc. Nothing is installed on the individual computers, the software runs on a central server. They can only log items that pass through the network, but not local items such as the entered passwords, keystrokes or screenshots.

What is a data miner?
A data miner’s primary function is to gather data about an end user. Some adware applications may employ data mining abilities.

What is a loyaltyware?
Loyaltyware is a sub-form of adware. Loyaltyware is a type of software that works around the concept of user loyalty by providing incentives in the form of cash, points, airline miles, or other type of goods while shopping.

What is a remote administration tool?
A remote administration tool is a tool designed to be used by network administrators to remotely control a computer on the network, usually for support or inventory purposes. It may be used for spying purposes.

What is a worm?
A worm is a virus-like program that spreads automatically to other computers by distributing itself via email or other means. A worm spreads itself by attacking other machines and copying itself to the affected machine. Both worms and viruses are self-replicating codes that travel from machine to machine by various means. Both worms and viruses have, as their first objective, merely propagation. Both can be destructive, depending on what payload, if any, they have been given. There are some differences in that worms may replace files, but do not insert themselves into files, while viruses insert themselves into files, but do not replace them.

How can I tell that I have spyware on my computer?
You may have spyware installed on your computer if:
You see pop-up advertisements even when you’re not on a website.
Your homepage or your browser search settings have changed without your knowledge.
You have a new toolbar in your browser that you didn’t want, and find it difficult to get rid of.
Your computer takes longer than usual to complete certain tasks.
You experience a sudden rise in computer crashes.

How does spyware get on my computer?
There are several ways spyware or other unwanted software can intrude your computer. A common trick is to covertly install the software during the installation of other software you want such as a music or video file sharing program. Whenever you are installing something on your computer, make sure you carefully read all disclosures, including the license agreement and privacy statement. Sometimes the inclusion of unwanted software in a given software installation is documented, but it may appear at the end of a license agreement or privacy statement.

What is the difference between spyware and viruses?
The average Internet user has difficulty distinguishing viruses from spyware. However there are slight differences. Both are malicious software, both have the capacity to capture and destroy information, ruin performance, and disrupt business processes.
A virus seeks to infect a computer; to replicate; and to infect as many computers as possible, as quickly as possible. For example, an email-delivered virus (a worm) may search your computer’s file system for your Outlook address book and send infected email messages to contacts it finds in the address book. A virus relies on email for propagation, but tries many attack vectors such as file sharing, telnet, FTP, IMs, or any services and programs on your computer that communicate with other computers.
Viruses seek to spread, but spyware tries to stay put as a parasite. Spyware disguises itself as a legitimate application or secretly resides as one more data link library (DLL) or registry setting the average user knows nothing about, so that it can collect information about you, your messaging, browsing behavior and your online preferences. Spyware will embed itself deeply into critical components of your operating system and bloat your memory with its monitoring and collection processing executables. So where virus activities are overt and sufficiently extensive in their impact to attract attention quickly, spyware activities are typically covert and their infestations are often long lasting.
Spyware will exploit your computer of anything it can use for monetary gain, for as long as it can remain attached to the host. Spyware is content to sit on a single computer, to monitor what the user does, as is the case with tracking adware; or influence where the user visits, as is the case with targeting advertisers who use browser helper objects that pop-up ads, substitute search engines, and hijack home pages.
Viruses can be intentionally destructive and have been known to erase or corrupt file systems or abet denial of service attacks. Spyware is more interested in having the host remain healthy: a non-functional computer has neither advertising value nor revenue potential to spyware. So spyware typically remains non-destructive, unless you try to remove it. But many spyware packages are removal resistant: you may uninstall them only to find they reappear when you reboot your computer. Others modify many critical components of a computer operating system and incomplete removal often renders the computer inoperable.

How to keep spyware off of my computer?
Here are few useful tips on how to avoid spyware infection:
Use anti-spyware programs such as Spyware Terminator.
Keep your anti-spyware programs current by downloading updates.
If using Microsoft’s Internet Explorer, turn off its ability to run scripts without your permission.
Prevent spyware from transmitting data off the system by using a firewall.
Do not click on links within pop-ups. By clicking on a pop-up link you may install spyware on your computer. Close the popup with the “X” on the title bar, do not use the “close” link, if there are any available within the window.
Do not download programs from websites you are not familiar with.
Be careful of unexpected dialog boxes asking whether you want to perform an action. If you are not sure about the impact of the action, better click “NO” or close the dialog box by clicking the “X” icon in the title bar.
Do not follow email links offering anti-spyware software. These links may actually install the spyware they claim to be keeping off your system.

Is there any legal protection against spyware?
Although the Can-Spam law that has been in effect for a year, it hasn’t had much success against unsolicited email. Legal experts and business technology professionals remain hopeful that laws aimed at reducing adware and spyware will fare somewhat better.
States are moving forward in crafting anti-spyware legislation. Last March, then Utah Gov. Olene Walker signed into law the Spyware Control Act that bans the installation of spyware without the user’s consent. Earlier of this year, a similar law went into effect in California enforcing a $1,000 penalty per violation. As the 109th Congress recently convened Rep. Mary Bono, R-Calif., reintroduced her anti-spyware bill that includes civil fines up to $3 million for violators.
Still, Michael Overly, a technology attorney with the law firm of Foley & Lardner, says that the new laws aren’t entirely necessary because the federal Computer Fraud and Abuse Act already makes it illegal for unauthorized system intrusions. Other legal experts point out that Title 5 of the Federal Trade Commission Act enables the FTC to track down anyone conducting deceptive trade practices, and the Electronic Communications Privacy Act also could be used against those who send out spyware.

Ecco come procedere:

Estraete il contenuto del file DTMF.zip;

Collegatevi in SSH al vostro telefono e posizionatevi nella cartella /System/Library/Audio/UISounds;

Fatevi una copia di backup dei file dtmf-*.caf (dove al posto del carattere * avrete i numeri da 0 a 9, il carattere “*” e il carattere “#”);

Copiate in questa cartella tutti i file contenuti nella cartella che avete estratto;

Effettuate un respring;

So I have been chasing this down for a while, and man, did I feel silly when I found out the answer.

So I have been chasing this down for a while, and man, did I feel silly when I found out the answer. I noticed that about half of all of the apps that I have on my phone (not mine) launch into a splash screen immediately, and others take anywhere from 3-8 seconds to display anything… both Black Book Caller and iDrunk Dialer were in the second group and I set out to figure out why.

My first thought was the images that were loaded to complete the “urbanspoon animation”, so i took out every other image. This helped very little. Then I turned my efforts to reducing the libraries that were linked in. The easiest one to remove was the audio library, and that wasn’t it either. After systematically removing each of the components of my system one by one, I found that even the simplest application take about the same amount of time to launch.

Then, I discovered Default.png. Basically, if you have an image that is 480 x 320 in your project called “Default.png” (the ‘D’ must be capitalized), then the iPhone loads your image in lieu of the black screen giving the user the impression that the application launches immediately.

I had been creating a splash screen myself programmatically (apparently, this is discouraged by Apple), so this actually simplified my code, helped me adhere to more of Apple’s guidelines, and improved my application performance. Woo hoo!

Until next time,

For many industries in today’s market, email has become the staple in terms of general communication

For many industries in today’s market, email has become the staple in terms of general communication, especially if it is quick. This tendency has made its way into some industries so far as to even include their sales departments, originally one of the easiest departments to see face to face. Even though this may be true, many companies still prefer the paper trail provided by faxing. For these situations, InsideSales.com has provided a tool that can allow people to make their way into the modern market, but still accommodate transactions with those who have not yet made the transition.
Of course, what I speak of is e-faxing. Through a third party partner, InsideSales.com has integrated e-faxing into their Lead Management platform in such a way that makes it easy and efficient.
The integration is based on the platform’s emailing features. Essentially, you would have your system administrators build an email template that visually looks like a fax. This email template is then sent like any e-fax. This can give you the freedom to do many things, only one of which is making your cover letter look exactly as you would like it to and modify it easily even if you are not in the office.
Another added benefit of this kind of scenario is that your faxing works just like emailing on the InsideSales.com system. In other words you have the benefit of having data the merging features available on the system. This can reduce the time it takes to send faxes significantly, not only because the faxing process itself is faster, but because even things as complicated as contracts can be automatically filled out instantly and then the fax is sent by the click of a button.
The beauty of this is that a sales rep on the dialer does not need to leave his seat even once to send out a fax. On top of that, they will not even need to leave their dialer interface since all of the faxing automation is available right from the PowerDialer.
So what does all of this mean for you? It means that your sales team can avoid one of the most significant time wasters to inside sales teams. Ultimately is just another example of InsideSales.com’s efforts and expertise in completely automating your sales department and offering its integrants more time to make sales. Who does not want more time for that?

The auto dialer solution provided by InsideSales.com dramatically increases the calling rate as well

The auto dialer solution provided by InsideSales.com dramatically increases the calling rate as well as the conversion rates of outbound calling efforts. Some users of the system have found it to be a very effective way to help their become significantly more productive and successful. Outbound dialer efforts, however, are not the only abilities provided on through InsideSales.com’s telephony capabilities. The power dialer provided by InsideSales.com is only is only one the many dialer automation abilities available.
The dialer software also has the capability to receive inbound calls via toll free numbers. This capability adds functionality to the system that is not available and is virtually impossible without a built in dialer or an integration of a dialer system into a contact management platform. InsideSales.com can even Resp Org your existing toll free numbers into their system upon request for use with the automation tools withing the system. in that way, your existing marketing campaigns can be preserved.
The inbound dialer also allows leads to be generated automatically on the InsideSales.com system as soon as a person calls into the toll free number. It captures the number of the caller via caller ID and facilitates data entry as well. Furthermore, inbound dialing directly into the system allows all calls to be recorded and automatically attached to the leads that are generated through the system. In this way, leads can be generated on the system even if someone calls into one of the toll free numbers linked to your system after business hours, reducing the need for call forwarding to late night answering services. This functionality is also available on the support side. Your company can have a dedicated toll free number for support and the system can attach recorded messages to support cases as well.
The other benefit of integrated inbound is the ability to to perform reporting on the toll free numbers used to call into the system. Different toll free numbers can be used in different marketing campaigns and comparisons can then be drawn between the success rates of leads closed from one of the numbers versus that of the others. This facilitates reporting on the success rates of different marketing campaigns, which then allows for improved marketing efforts and ROI.

Although InsideSales.com has an auto dialer that helps sales reps speed up their outbound calling, this post is specifically about automated features related to triggering calls without any action on the part of the sales rep. With an outbound dialer click on button within an interface to place out calls, but this is not the only automated telephony provided by InsideSales.com.
ResponsePop is an automated system which enables leads to be called without any clicking on the part of a sales rep. All sales reps do is into an Automated Call Distributor (ACD) at the beginning of their shift, and while they work, the system can call them and as soon as they pick up, trigger a call to leads who have just filled out a web form. This feature offers a way in which companies can have sales reps contact leads in a very short period after the lead is captured on a web form. From the stand point of the lead, an outbound call is placed to them, from the standpoint of the reps he is receiving an incoming call which he knows is a brand new lead that has just finished demonstrating interest in one of your company’s products.
A similar Product is the ResponseSwami, which is part of the ResponseLoop suite. ResponseSwami has the ability to trigger an automated call much like ResponsePop does. The main difference is the automated call is initiated based on a trigger set off in the system. In other words, any change in lead information can be set to trigger . This can be a very powerful tool in marketing and lead nurturing campaigns.
Just Imagine, you build a campaign based on email drip marketing to spark interest in leads who initially were not interested in your product. Then, right as you are finishing up the email campaign, you can have the system automatically trigger an phone call to go out to the lead to qualify them again. The ResponseSwami provided in the ResponseLoop suite not only can make this possible, but it can also make the timing on such a complex marketing campaign flawless, so that you call the leads just as they are developing the interest you campaign is designed to produce.
ResponseSwami is also an ideal tool for following up with customers and keeping continual contact. If you want to keep in touch with customers on a regular basis you can set it to schedule multiple calls between time periods determined by you, making proactive calling to leads very easy.
Both ResponsePop and ResponseSwami and excellent tools for you selling arsenal.

At the core of the InsideSales.com product is a lead management platform not unlike many CRM solutions available on the market. Although it is built and geared specifically for Lead Response Management, it is just as able a tool for being applied over various departments in a Company.
For those with short sales cycles and no support departments, it can provide easy management of data through a single Leads tab where all contacts (leads, customers, etc.) are housed. For those who offer support to existing customers, it can also provide Accounts and Contacts tabs. For those with particularly long sales cycles, it can also have a Prospects tab to place people progressing towards a sale.
There are also additional tabs for sales and support which are typically used by those with an increased need for case tracking (for support) or deal and pipeline tracking (for sales). The system also includes a calendaring feature which allows for quick coordinating of schedules between multiple users on the system. In fact the tabs on the system are very customizable and easy to use.
One of the great benefits of the system being a hosted solution is that no installation or reinstallation is necessary. You can purchase your license and begin to become familiar with it immediately as InsideSales.com begins to customize the site to your particularly to your business model and special needs for the solution. Furthermore, as employees come and go on your system, you are able to set up new employees and get them started in training on the system with much greater easy since little configuration at all would be necessary to get a new user up and running. On top of that, hosted solutions facilitate the instant capture of leads from a web form directly into the system. This can thus facilitate use of the system by marketing departments as a marketing software.
InsideSales.com has built the system in such a way that makes data import as well as import easy. For importing leads, data can be captured via HTTP post, XML push, CSV import, or Email Parser. It is not a long and arduous process to get data in and out of the system. In fact, the system also allows for integrations with other contact management systems as need may arise via API integrations.
All in all, it is a very robust contact management solution ideal for any user.

The ResponseLoop suite of tools made by InsideSales.com is an automation package built into their contact management platform. It can significantly improve your productivity by performing repetitive management and user lever tasks that can take up a considerable amount of time and add a taxing burden to managers over an extended period. It has the capacity to automate the reassignment of lead ownership, trigger lead routing, initiate a ResponseSwami phone dialer call, send out automated emails, and much more.
One of the frequent uses of the ResponseLoop is to trigger an email drip campaign and turn it off when specific criteria are met. Because the ResponseLoop functions based on triggers set by changes in lead information, it has the capacity to produce very targeted and specified email campaigns without much hassle at all. Instead of having one, generic, drip marketing campaign for all of your leads that are not ready to buy, why not develop several that are directly targeted to the lead group they are being sent to. All you need to do is build your email templates and let the system do the work for you. This has a tendency for a significantly greater success rate in your drip marketing. The best part, however, is that once you have built the marketing campaign, you will not have to worry about touching the leads again. They will come to you when they are ready to buy.
If you do want to, however, the system can even trigger a call from the dialer portion of the software automatically after a specified amount of emails have gone out. On the management side, using ResponseLoop can increase productivity through automated data management. It has the capability to automatically generate tasks and events for users on the system so that necessary work does not get forgotten or slip through the cracks. On top of this, it has the capability of sending out email reminders on those tasks or events so that no lead is left behind or lost. This kind of close proximity management might take hours if a sales manager were to do it all himself, but ResponseLoop can automate this process so that managers can focus on sales and and how to improve their business model rather than just simply keep it going.
If you are looking for a tool that has the potential to significantly increase you ROI per lead, ResponseLoop is definitely a product to look into.
